7、也带着敏感与不安的情绪。乘务员驻外期间生活节奏的改变、饮食的不规律、睡眠质量差、飞行时差等因素均可使空中乘务员一直处于高度心理应激中，导致免疫功能下降，增加易感性。 基于这种特点，它要求空乘人员不仅要有得体的仪态、良好的身体及心理素质，还要有较强的语言表达能力、广博的天文地理知识。更要具备组织协调能力、应变能力、良好的合作精神。要求的是集理论知识、综合素质和实践能力于一体的高素质应用型人才。有人说：微笑时通达世界各地的免费机票，略微夸张的话语形象的阐述了微笑的莫大能量。微笑能缩短人与人之间的距离，让人觉得亲近。我们以微笑迎接乘客，以微笑送别乘客，用微笑来化解矛盾，用微笑来启迪心灵，让每位乘坐国

8、航班机的乘客乘兴而来，满意而归，因为客人的满意和高兴回馈给我们的感谢与亲切，也让我们在辛苦的工作中感受快乐。1.2 本文的研究方法和意义本文通过大量阅读有关方面的书籍，同时上网查阅了相关资料，以及自己在乘坐国航航班时和乘务人员的聊天沟通中，总结出了我国空乘服务的现状和存在的问题。然后对比国外空乘服务的优点并结合自己的亲身体会，提出一些应对策略。1空城服务的发展方向1.1概念创新。在服务业中，有的创新是可见的，特别是服务传递中的创新。但是他们不单单是物理产品的创新，还包括了解决新问题和提出新思想的创新。传统的概念认为运输只是把旅客从始发地运送到目的地的服务，而现在门对门的运输思想已经被行业广泛接

9、受。航空公司开始提供从送票，机场接送，租车，宾馆预订和景点介绍等一揽子的出行服务。因此在服务型企业中，概念创新是个非常重要的创新内容。1.2市场创新。航空公司的市场创新是可以开辟新航线，挖掘现有航线的潜能，也可以是扩大市场对象，拓宽市场范围。我国市场创新有着很大的发展潜力，主要原因有：1）地域辽阔，市场潜力巨大。开拓直线航空发展市场，特别是西部地区人口密度小，居住相对分散的特点，适合发展支线运输。而西部的经济启动以及西部旅游的发展也给航空公司开辟支线提供了良好时机。对于原有的航线，如果进行重新安排，也可以扩大市场份额。例如东方航空推出的“东航快线”，平均一小时一次又飞机对飞上海北京，不但巩固了

10、原有市场，而且还吸引了上海周边地区的客源。2）旅游市场启动为民航运输创新提供新内容。近年来我国努力培养全国的旅游市场，从传统节日假期的调整，加上对旅行社管理的治理，对旅游区的建设和整治，都大大推动了旅游业的发展。航空公司在吸引旅客方面可以实施很多创新，例如推出“红眼航班”的低价夜间航班，这样可以为旅客节省一天的住宿费用，也使得航空公司夜间飞行空间得到充分利用，减轻了白天的空中交通压力。1.3产品过程创新。航空公司的服务过程常常被认为是标准化和复杂性高的过程，所有的旅客沿着同一个流程完成整个旅程。因此可以对原有的服务流程进行分析，如旅客购票的付款方式已经从原来单一的现金发展到各种各样的支付手段。

12、息技术上投入了大量资金，十几年来共投资30多亿元，从国外引进订座，离岗，结算等系，但收效不大，技术创新效果不明显。每个系统仍是一个个相对独立的信息孤岛。大部分员工对电子商务理解也不够，认为航空公司实行电子商务就是建立公司网站，开展网上销售。1.5服务质量评价创新。完善的质量管理体系可以明显提高服务企业的服务质量和顾客感受。由于对质量体系的坚持贯彻，东航在“2001年度旅客话民航”获得年旅客运输量800万人次以上组的第一名。其核心思想是通过生产工序流程质量管理来提高生产效率，节约运营成本和提高顾客满意度。从中我们可以看出企业质量管理体系是否完善直接影响服务质量的优劣。2空乘服务的具体现状分析2.

13、1空乘人员素质现状分析。2.1.1学历水平较低根据有关资料显示，空中乘务员在面试过程中，并没有对学历做具体要求，本科、专科、职专、职高都没有界定，而且专业也没有明确要求，其中专科生占比例较大，以貌取人的情况没有在根本上杜绝。由此带来的个人素质也是有高有低，难以确保航空服务行业的行业素质，尤其是最为关键的个人素质，在一定情况下决定了公司的形象，更成为影响一个航空公司成长壮大的限制性因素。2.1.2现有空乘职业教学要求难以满足实际服务需求自90年代中期以来，我国航空运输企业发展迅速。为了确保航线与航班的正常开通，民航职工人数也在短短的几年内迅速膨胀。与之相适应的是各种层次、各种规模的空乘院校的成立

14、和空乘专业的设置。在中专这一学历层次，此专业大都收费高、教学内容匮乏、师资力量薄弱、管理散漫，但这类学校的负责人大多与航空公司有或多或少的联系，学生被选为空乘人员的可能性很大，所以教学环节一直未被重视。因此，很多空乘人员受到的专业教育欠缺，严重影响了空乘服务质量。2.1.3空乘人员职业生涯较短据一份资料显示：人才的成长要经历基础、成熟、发展和收获四个阶段，即人的最佳年龄在2425岁之间。而我国的空乘职业几乎成为青春职业，女性在25岁以后人生阅历丰富、心理发展成熟、应变能力强时却陆续由于各种原因失去了飞上蓝天的机会。2.2空乘服务的现状分析我国民航业一直属于国家所有，属于国有垄断行业。现有的国际

15、航空、东方航空、西北航空、西南航空、北方航空等十几家大型航空公司。长期的“闭关自守”、“养尊处优”，使我国的航空公司相对于国外的波音、麦道等航空公司差距很大，如竞争意识淡薄、考核制度不健全，再加上资金缺乏导致的技术革新慢、飞机设备老化、人才流失严重等诸多问题都直接阻碍了我国民航业的发展。如果说技术、设备是航空部门的硬件，那么服务则是民航部门的软件。尤其以其服务窗口乘务服务为甚。而我国空乘服务人员服务意识差、综合素质偏低、年龄性别结构单一等问题已是不争事实。影响空乘服务质量的原因主要有以下几点：（1）客舱环境较为复杂飞机的机舱虽然经过了专业设计，但是仍然避免不了较强的大气辐射，同时氧气含量低、噪

16、音明显、颠簸强烈。在这样一个特殊的环境中工作，乘务员所受到的健康危害要比其他工作的环境恶劣得多。（2）服务对象的特殊性空乘人员在服务工作中会接触到很多特殊的情景和各种心理状态的旅客，他们在处理问题的过程中很容易遭受到不必要的委屈与指责，这必然会影响他们的工作效率与质量。（3）招聘空乘人员的标准不够科学长期以来，航空公司招聘乘务员对学历和工作经验要求很低，甚至只要求中专文化程度，近几年才改为大专学历。招聘时也主要偏重于招聘人员的外貌，加之一些简单的语言问答，没有把乘务员的服务意识和心理素质放为重点，而这两项正是保证服务质量的关键因素所在。3国内外空乘服务的比较3.1国外优秀空乘服务随着航空业硬件

19、以及儿童设施等项目上获得的高分。3.2中国航空服务质量存在的问题一位网友的经历（他对国内外航空公司的看法）：上个月去欧洲旅行，出发的时候坐的是阿联酋航空公司的班机，回国的时候本来也是要坐阿联酋的班机，由于航位紧张而改签坐中国国际航空公司的班机，为了补偿我的损失，阿联酋慷慨地赠送我两张一年内有效的欧洲往返机票，这种事情放在国内是不可能的，记得南方航空公司曾经有一次因为飞机机械故障而误点长达26个小时，到头来只赔了乘客200元，两厢比较，差别很大，国内航空公司在服务质量服务理念上，还需要提高。据香港文汇报报道，黄金周才两日，中国连爆因飞机晚点，航空服务质量差而导致乘客民怨沸腾事件。其中，东方航空公

20、司4日之内出现4次飞机延误，先有撇下百多名已换领登机牌的乘客独自起飞事件发生，接着又发生50多名乘客拒绝下飞机事件。记者昨日试图与东航联系，却始终无人出面回应，乘客行程被扰乱，出游心情也因与航空公司而遭破坏。所以我国航空服务的意识还有待加强，服务质量还有待提高。随着社会的进步，一切的发展速度，相信很快就会改变。4对空乘服务的现状探讨研究与对策4.1空乘服务中存在问题的原因分析4.1.1航空公司自身不注重服务我国民航业一直属于国家所有，属于国有垄断行业。现有的国际航空、东方航空、西北航空、西南航空、北方航空等十几家大型航空公司。长期的“闭关自守”、“养尊处优”，使我国的航空公司在竞争意识上不强，

21、整体不重视服务，对高质量服务的意思认识不到。相对于国外的波音、麦道等航空公司差距很大。4.1.2服务人员综合素质较差 空乘人员的选拔标准严格是公认的，但是这种严格主要是对身体方面，而在文化内涵方面还存在很大欠缺，具体表现服务理念、服务意识不到位，而且很多空乘人员包括我自，微笑都给人不自然的感觉，存在职业化倾向，而且很多空乘人员都是从空乘学校毕业，他们接受文化课的教学较少，不能够与顾客进行有效交流。根据2009 年国际民航组织公布的一份调查数据显示，中国民航整体服务质量，在世界航空市场上处于第50 位，处于比较靠后的位置，服务是由服务人员提供的，服务水平低下离不开服务人员素质低的因素影响，因此中

23、要增强服务意识。作为一名乘务员，具有较强的服务意识是很有必要的，所谓的服务意识，也就是我们工作中常说的要有“眼色”，对于每一位旅客的服务，不仅仅是单一的服务流程，而是要用心去体会旅客的需求，想旅客之想，把握服务的及时性与灵活性，让旅客意识到我们在实实在在的为他们着想。只要我们多用心，在工作生活中用心去留意，去观察他人的优点，学之长处，补己之短，日渐积累，这样，服务意识也将会得到逐步的提升。4.2.2注重每个乘务员，培养优秀人才每个乘务员都代表着公司，只有注重每一位乘务员，以员工为本，培养优秀的乘务员，公司才能更远、更好的发展。一名合格的空中乘务员要具备多方面的素质和能力。要注重对乘务员以下能力

24、的培养:培养分析和判断能力;培养表达能力;培养感染能力。4.2.3引进竞争机制，强化空乘人员服务意识对于空乘人员服务意识的加强，应强化培训，始终贯彻公司的服务理念，向员工贯彻公司服务精神，加强员工爱岗敬业的精神，以公司荣誉为荣，加大奖惩力度，对于贡献突出者，给予高奖励，形成你追我赶的好风气。加强团队合作精神，多多组织团体活动，增进员工之前感情和互帮互助。还应加强空乘人员的自身修养，个人素质的提升培训，多鼓励乘务员参加一些有益的公益活动，多接触外界新兴事物。这样不仅可以提升公司内部人员的整体素质，还可以提升公司品牌，尤其是代表公司的整体性活动。5空乘服务对社会的价值服务是指为他人做事，并使他人从

25、中受益的一种有偿或无偿的活动，不以实物形式而以提供活劳动的形式满足他人某种特殊需要。而对于空乘服务是以客舱为服务场所，以个人的影响力与展示性为特征，将有形的技术服务与无形的情感传递融为一体的综合性社会活动。这既强调了空乘服务的技术性，又强调了空乘服务过程中所不可缺少的情感表达；而对空乘服务人员的个人素质与外在形象的特殊要求，以及在服务过程中所表现的亲和力与个人魅力，也包含在服务的内容之中。体现了当今社会的一种文化氛围。空乘服务是直接面对客人,沟通也是服务非常重要的一环。在飞机上能遇到各式各样的人,遇到特殊情况时，新乘务员的气场往往是不足的，面对乘客的百般刁难更是不敢直面于乘客。另外，要认识到在

26、与别人的交往中，打动人的是真诚，以诚交谈，以诚做事，真诚才能换来与别人的合作和沟通，真诚永远是人类最珍贵的感情之一。优秀的空乘服务体现了当今社会的价值观，为社会的整体进步起到了推动作用.结束语民航空乘服务是民航运输服务的重要组成部分，它直接反映了航空公司的服务质量。作为空乘人员，就要敢于到实践中去磨练自己的毅志，坚持实践第一的观点，让自己在实践中经风雨、见世面、长才干，不断增强社会适应能力。在工作和学习中空乘人员要善于用辩证唯物主义的观点看问题，全面的分析问题所在的原因，破除思想障碍，以平和的心态，去待人接物，在条件艰苦和复杂的环境中空乘人员要增强自己克服实际困难、解决复杂问题的能力，造就自己
